The call center, or customer service department, is one of the most critical components of any e-commerce business. What should we focus on when building a call center strategy, and what criteria should we use to measure its success?

  • Multi Channel Service: It's important to consolidate customer contacts coming in from different channels, centralize the service you provide, and maintain a complete, end to end view of the customer. Offer multiple communication channels, phone, chat, social media, email, and manage them all together to deliver a more cohesive customer experience.


  • The Right Technology Infrastructure: Invest in robust call center software that supports intelligent call routing and queue management, allows customers to securely enter credit card information, and includes features like IVR (Interactive Voice Response), CRM integration, and analytics.


  • The Right Chat System: WhatsApp is currently the most widely used platform, but there are plenty of other strong chat solutions available, and you can choose whichever fits your business best.


  • Working With a Professional Call Center Provider: Companies looking for higher quality, more cost effective service, along with the flexibility to stay focused on their core e-commerce business, have increasingly turned to professional call center partners.

Key Metrics for Measuring Call Center Success:


  • Number of Incoming Calls


  • Answer Rate: The percentage of calls accepted by the system that are actually answered by an agent. This shouldn't fall below 90 to 95%.


  • Call Abandonment Rate: The percentage of calls accepted by the system that end before being answered due to insufficient agent availability. This KPI measures how many customers hang up before reaching a representative.


  • Service Level (SL): The percentage of calls answered within a specific time threshold. A common SL target, for example, is answering 80% of calls within 20 seconds.


  • Average Handling Time (AHT): The average time it takes to handle a call, from start to finish.


  • Average Wait Time: The amount of time it takes for a call to be connected to an agent.


  • Number and Rate of Abandoned Calls


  • Net Promoter Score (NPS): NPS measures how likely customers are to recommend your company to others. It's based on a single question: "How likely are you to recommend our company, product, or service to a friend or colleague?" Based on their score, customers are categorized as Promoters, Passives, or Detractors.


  • Customer Satisfaction Score (CSAT): This measures how satisfied customers are with the service you've provided, typically gathered through surveys.


  • Cross Sell Rate: For e-commerce call centers that handle sales related inquiries, this KPI tracks how successfully additional products or services are sold during those interactions.
